Practical communication skills for clear, confident customer interactions

WORKSHOP DESCRIPTION

Confident Communicating for Frontline Roles helps employees build the verbal, non-verbal, and listening skills that shape every customer interaction. Participants will learn how to listen actively, choose language that builds trust instead of friction, and read tone and body language so their message lands the way they intend it to — in person, on the phone, and in writing. Through practical exercises and guided reflection, this course gives frontline staff the tools to communicate clearly and consistently, even in interactions where the pressure to get it right is highest.

This course can be delivered as a standalone workshop or as part of our Frontline Excellence program.

WHO SHOULD ATTEND:

  • Frontline customer service and reception staff
  • Call centre and support representatives
  • Complaints and enforcement staff
  • Public-facing administrative employees
  • Retail, hospitality, and service-counter staff
  • Supervisors and team leads overseeing frontline teams

PARTICIPANTS WILL LEARN:

  • Recognize how verbal, non-verbal, and listening skills shape every customer interaction
  • Practice active listening techniques that reduce misunderstandings and help customers feel heard
  • Use clear, professional language that keeps conversations on track, even under pressure
  • Understand how tone and body language influence how a message lands, in person and across channels
  • Apply these communication skills consistently across in-person, phone, and written interactions

COURSE OUTLINE

The Foundations of Communication

  • The three channels at play in every interaction: verbal, non-verbal, and listening
  • Communication as a two-way loop, not a one-way delivery
  • Why clear communication is a practical, learnable skill — not a fixed personality trait
  • Reflecting on personal communication habits and blind spots

Active Listening

  • Core techniques: reflecting, clarifying, paraphrasing, and minimal encouragers
  • Common blocks to listening — and how to catch them in the moment
  • Paired practice: listening fully before responding

Verbal Communication & Professional Language

  • Language that builds trust vs. language that creates friction
  • Reframing “no” into a constructive, solution-focused response
  • Practicing direct, ownership-focused wording that holds up in tense conversations

Non-Verbal Communication & Reading the Room

  • Body language basics: posture, eye contact, and facial expression
  • How tone changes the meaning of the exact same words
  • Adapting non-verbal presence across in-person, phone, and written channels

Bringing It Together

  • Verbal, non-verbal, and listening skills as one single impression, not separate performances
  • Applying these skills to a realistic, emotionally charged customer scenario
  • Personal action planning

METHODS TO BE USED

This instructor-led workshop combines guided discussion, paired exercises, and applied scenario practice to help participants build communication skills they can use immediately. Participants work through reflection exercises, listening drills, and reframing practice, and leave with a concrete action plan. The course is available in person, virtually, or as a hybrid session, and is offered in a half-day (3-hour) format.
